Listen, all the way through

Do not start solving while they are still talking. People want to be heard before they want to be fixed. Lock eyes. Stop moving. Nod. Let them finish even if you already know the answer.

Empathize, then apologize

These are different. Empathy is showing you understand the feeling. Apology is taking ownership of the result. Use both.

PHRASES THAT WORK

I can see why that is frustrating, I am sorry that happened. That is not the experience we want you to have, I am so sorry. Thank you for telling me, this should not have happened, I am going to make it right. I would feel the same way, I am sorry, here is what I am going to do.

Solve, fast and visibly

  • Replace the dish, no debate. Walk the new plate yourself.
  • Comp the dish if a replacement does not fix it. Manager approves. logs the comp.
  • Offer something on the house: a , a lassi, a , a free piece of .
  • If the issue is bigger than a dish (long wait, missed item, allergic concern), get a manager. Do not let it linger.

Thank, sincerely

End every recovery with a real thank you. The who complained and got handled well becomes a more loyal regular than the guest who never had an issue. Treat them like a gift. Most people who have a bad experience never tell us, they just leave and never come back. The one who told you gave you a chance. Thank them.
